Active Personalization drives Customer Loyalty and ROI
Updated June 10, 2025
A recent Gartner survey indicates that optimized marketing, when actively personalized, can significantly improve customer satisfaction and marketing ROI. The survey, conducted in late 2024 across North america, the United Kingdom, Australia, and New Zealand, polled 1,464 B2B buyers and consumers.
The study emphasizes that not all personalized marketing is equal. “Active personalization,” defined as helping customers gain confidence and make informed decisions, improves customer satisfaction and marketing ROI by 2.3 times, according to Gartner.
Though, the survey also revealed a potential downside. Customers who experience personalization are nearly twice as likely to pay a premium, but they also report feeling overwhelmed by the amount of information provided and experience 2.8 times more time pressure.
This “paradox of personalization” often occurs during the product search and selection process. Consumers and B2B buyers may struggle if personalized recommendations don’t align with their complex needs.
To avoid these pitfalls, Gartner recommends a three-pronged approach: proactively address purchase process obstacles, promote emotional connections, and encourage active customer participation.
This involves creating a personalization strategy that anticipates and resolves common challenges customers face. Interactive experiences, such as quizzes and game-like evaluations, can motivate customers to clarify their goals and confidently navigate complex decisions.
“As soon as more than half of the customers feel cognitive, emotional and social burden during the purchase process, the existing personalization strategy has been a pressure or impatience,” said Audrey Brosnan, chief director at Gartner.
Brosnan added that chief marketing officers who implement an active personalization strategy at key points in the purchase process can achieve deeper customer engagement, increased brand loyalty, and improved commercial outcomes. Active personalization acts as a flywheel, continuously motivating customers and providing valuable insights.
What’s next
Companies should focus on developing active personalization strategies that address customer pain points and foster trust. By prioritizing customer needs and providing relevant, interactive experiences, businesses can unlock the full potential of personalized marketing and drive enduring growth.
